**Assistant Contact Centre Manager**

**MAINPURPOSE OF JOB**
- To ensure all aspects of the control centre are resourced effectively within budget and that sophisticated planning tools are utilized to ensure trends are analysed and acted upon.
- To identify trends in call traffic and implement reactive practices to reduce cost and add to the bottom line.
- To utlilise external work force planning tools to ensure resource is in-line with call demand and ensure shortfalls are resourced, over resourcing is kept to a minimum and where it occurs the business utilizes to support training and development of allemployees.
- To ensure attention to detail ensuring all reporting and interactions both verbal and written are to the highest standard.
- To ensure that all existing contracts are serviced and retained at regular intervals
- Deputies in the absence of the Contact Centre Manager
- Manage multi-site control centres across wide geographical areas.
- To analyse existing direct cost base and make suggestions on how to reengineer processes and procedures to add to the bottom line.
- To work unaided with limited support and without hand on support seeking personal development and support when and as required.

**Main responsibilities**:

- Customer Service:_
- From time-to-time work away from your normal place of work to support business need.
- Improving performance by raising efficiency by providing excellent customer service and empathy.
- Build and maintain effective relations with all existing and new customers being the key stakeholder interface for these customers.
- Attend regular reviewing meetings with customers as and where required.
- Direct line management daytime supervisors
- Managing the daily operational running of the control centre.
- To ensure delivery of KPIs in line with the TSA and customer specific SLA’s.
- Work Force Management_
- Organising staffing, including shift patterns and the number of staff required meeting demand.
- Forecasting and analysing data against budget figures on a weekly and/or monthly basis.
- Monitors agent activity daily including exception reporting
- Managing the daily running of the call centre call traffic and resource, including effective resource planning, and implementing call centre strategies and operations.

- Real Time Analysis daily to ensure employee schedule adherence and management.
- Variance reporting to management, to enable them to make timely decisions about planned offline activities and outages and providing guidance for when to hold such sessions based on call trends etc.
- Maintaining positive relationships with internal customers and outsourced vendors to ensure that joint goals are met.
- Ad hoc tasks to support the business.
- Forecasting staffing levels based on call traffic history.
