The IT Service Desk Analyst is responsible for maintaining communication channels with customers and the IT department. The service desk provides the first point of contact for technical issues, offering first‑line support which includes troubleshooting and resolving issues within its remit. The Analyst will respond to incidents and requests reported from multiple channels (phone, email, self‑service, TechZone) and manage the life cycle of incidents, queries and problems. Responsibilities include directing requests to appropriate functions, monitoring progress, keeping users informed, and accurately documenting user details, problems and resolutions in the log. The Analyst is expected to proactively manage targets, ensure effective and efficient responses in a high call volume environment, and contribute to increasing the delivery of first‑line fixes. The role requires excellent communication skills, friendly support for users, and a focus on outstanding customer service. On‑call support is required on a rotational basis. Responsibilities Uphold professional relationships with internal and external clients. Answer calls on the IT Service Desk, monitor the email inboxes, record all incidents and requests with appropriate information, prioritise and classify, and update incident data. Monitor incidents and requests, ensuring stock levels meet customer demand. Provide first‑line resolution of incidents (target 75% first‑time fix, aiming for 85% in line with ITIL best practice) by diagnosing software or hardware issues, identifying solutions, and performing minor system changes as required. Allocate unresolved incidents to other resolving groups to ensure timely management. Play an active role in managing clinical and non‑clinical Priority 1 incidents according to the agreed process. Own, track, manage and escalates all incidents within scope to ensure they are resolved within the appropriate SLA. Provide timely and accurate information to GSTT users, obtain closure sign‑off of incidents through customer callbacks, and perform customer satisfaction surveys as required.
