**Overview**

The individual holding this role has been designated as a Certification Employee for the purposes of the FCA’s Senior Managers and Certification Regime.

To ensure the team deliver an independent, objective and consistent measurement of quality to demonstrate BCMGlobal delivers best in class commercial and residential servicing work.

To foster a culture of continuous improvement within the Servicing functions.

To manage the quality assurance team and the quality control and thematic quality assurance programmes of work.

To manage the customer care team, ensure complaints are investigated thoroughly and that root cause analysis is carried out.

**Key Accountabilities and main responsibilities**

Strategic Focus
- To update and drive the implementation of the Quality Assurance standard and Complaints policy, keeping on top of industry approaches to quality control and implementing improvements where necessary.
- Develop and deliver management information for the clients and Risk Committee
- Monitor effectiveness and fitness for purpose of documented quality controls within the Servicing functions, making recommendations for improved preventative and detective controls where appropriate.

Operational Management
- Line management responsibility and ownership for all aspects of Quality Assurance and Complaints handling
- Responsibility for updating the relevant client packs and presenting of key matters to the relevant client governance meetings
- Worktream lead for Quality Assurance and Complaints Handling workstreams (Consumer Duty)
- Be actively involved in projects as required.
- To be able to organise workload to meet regulatory and operational requirements.
- Ability to organise workload of self in conjunction with the team to meet timescales and deadlines in order to avoid potential problems
- Analysing and recording complaints and issues, recognising and raising any trends identified with the relevant stakeholder(s).
- Recommend enhancements to policies, processes and procedures in all areas of operational servicing.
- Identify, recommend and implement enhancements to processes and procedures
- Manage the team and the distribution of the overall workload

People Leadership
- Evaluate Quality performance of individuals coached to assess if incremental improvement targets have been achieved
- Training team members, carrying out appraisals and 1-1s, dealing with staffing issues within team

Governance & Risk
- Provide Management Information to the Risk Committee, Board and Clients
- Ensure understanding and implementation of relevant regulatory policies

**Experience & Personal Attributes**
- Experience of enforcing and improving quality and standards either through a role within quality control OR People Leadership.
- Experience of managing a complaints handling team
- Technical knowledge of FOS complaint handling standards
- Track record of effective leadership with demonstrable experience in influencing others
- Competent Microsoft Excel.
- Knowledge and understanding of mortgage loan documentation
- Knowledge of the applicable regulations/codes governing the financial services industry
- Effective and coherent communicator both verbal and written
- Full CeMAP Qualification or studying CeMAP Qualification (two modules attained)
