Key Responsibilities
- Accountable for managing the first and second line support queue professionally and efficiently, prioritizing and resolving calls in line with SLAs whilst maintaining a high degree of customer service
- Ensuring accurate records are kept on actions taken within the ticket management system
- Technical escalation point, pro-actively supporting and mentoring 1st Line colleagues
- Actively managing customer expectations during the resolution of an incident, ensuring that user experience is optimized
- Accountable for creating and storing detailed knowledge articles
- Participating in deployment and implementation of IT projects
- Identifying opportunities for continual service improvement or change within the Service Desk, producing business cases to support them if/as necessary
- Responsible for undertaking daily service checks
- Compliance with associated policies, processes and procedures
- Management of Service desk processes such as leavers, new starters and movers.
- Understanding the Change Control Process, raising the relevant change controls where necessary requirements

**Qualifications**

Experience

Essential
- Experience in a 2nd Line support role
- Demonstrable pro-active skills
- Technical experience that includes:

- Working knowledge of common server-side technologies such as Windows Server 2012 r2, 2016, Active Directory, Group Policy, DNS, DHCP, Dynamics CRM, Exchange 2016;
- Microsoft Windows 10, Knowledge of Microsoft remote products VPN, Remote desktop services.
- Software distribution platform experience - SCCM, MS Intune;
- Virtualisation - Management and Maintenance of Hyper-V, VMware - creating and maintaining templates and virtual machines.
- Understanding and Development of dev servers
- Experience of a terminal services or Citrix environment.
- Office 2016 and Microsoft 365 dynamics
- Experience of working in an ITIL aligned environment

Desirable
- Experience of working in a highly regulated environment, ideally the Financial Services industry
- Microsoft MCSA Windows 10 or Windows server accreditation
- ITIL foundation certification
